Hector Harbour. managing director and recognised entrepreneur. has recently founded the Pan-Your-Own-Cakes business. His product (limited to pancakes with selected toppings and beverages) is presumed suitable to the take-away CBD (central business district) market based on rigorous market research and testing. This small chain of take-away eateries also envisions Hector’s preferred service model. His vision is to intimately intertwine technology with customer participation in the service process. He recognises that this service model should appeal to the new generation, provide fast. consistent and quality service and product, and generate profit. The plan for operation is as follows: When customers first enter Pan-Your-Own-Cakes they are ‘trained’ for a few minutes to learn the script. This script training is supported and provided by a flow chart to be depicted on a wall (Figure 1). An interactive video demonstrating the process will also be available. Repeat customers will be able to bypass this area and proceed straight to the ordering.

Hector’s aim is to operate a service using technology wherever possible. He’s had machines manufactured that make the process completely automat.. Hector also wants customers to see as much of the process as possible — he want customers to feel in a sense they are doing the cooking. Some of the few required operational employees playa technical support rote (by remote monitoring) or manage inventory while others are available to assist the service delivery if requir. (and do the general cleaning). Hector wishes to train these employees to facilita:e a service encounter that minimises contact and tirne with customers.
It is anticipated that entry to exit for new customers will be (on average) eight minutes and fo, repeat customers five minutes. but if this new service is as popular as Hector promotes, then tines may. at times be quite long!
